Dear Fiona, You're right, and I'm sorry. You were told £20, and £20 is exactly what you should have. Landing at £19.98 was our error, and I understand why, after everything, seeing us fall 2p short of the one thing we'd agreed felt like yet another letdown. I'm arranging for the remaining 2p to be sent across to you now, so you have the full £20 you were promised. I'm sorry you had to point it out at all. As a small gesture from us, I'd also like to give you a code for £15 off a future order, STORECREDIT15, with no minimum spend and no expiry, should you ever choose to shop with us again. Thank you for your patience through all of this. Marlow Marlow London

Hi Can you please give me an update on my order? Order number 1527 When I look at the tracking it says information received. It has been like this for 4 days. Can you please give me an update on what that means and when I should expect delivery? I am urgently awaiting the order ahead of my holiday. Thanks Fiona

Dear Fiona, Thank you for your email. We completely understand your concern, especially as you're hoping to receive your order before your holiday. We've checked your order, and we can confirm that it is progressing as expected. The "Information Received" status simply means that your parcel has been prepared for shipment and is awaiting the next scan by the carrier. It is not unusual for this stage to remain unchanged for several days before the tracking updates. Based on the latest information, we expect your parcel to begin moving very shortly and to arrive within the next several working days. We sincerely apologise for the lack of tracking updates and appreciate your patience. Please rest assured that your order is on its way, and we're confident you'll receive it very soon. If you have any further questions, please don't hesitate to contact us. We'll be happy to assist you. Hi I am pleased to say that your product has arrived, however it is not the correct order. I ordered teal/red. As you can see from the photos attached you have not supplied the correct product. Can you please advise me on how you are going to rectify this? I ordered for my holiday however with the delivery time I don't think there are enough days for a replacement. Many thanks. Thank you for your reply and offer to resend however unfortunately that isn't suitable. By the time the product arrives it will missed holiday time. Hi Fiona, Thank you for letting me know, and I completely understand. If the replacement will not arrive before your holiday then it simply is not going to help you right now, and I am genuinely sorry again that the wrong item was sent to you in the first place. Rather than have you go through the hassle of posting it all the way back to our supplier overseas, which is slow and honestly carries a real risk of the parcel going missing in transit, I would much rather sort this out for you right now. So here is what I would like to do: please just keep the item, and I will refund you 20 pounds straight back to your original payment method. That is your order total, minus only what a return would otherwise have cost you, so there is nothing for you to send back, no cost or effort on your end, and the money lands on your card basically instantly, rather than waiting up to 30 days for a return to travel all the way back and be processed. Of course, if you would still rather return it for a full refund, that is absolutely fine too, just let me know and I will send over the return details. But I would love to save you the wait and get your money straight back to you today instead. Just let me know which you would prefer, and again, I am so sorry for the disappointment around your holiday timing. Warm regards, Anna Customer Care Team Marlow London

Hi Neither of your options are suitable. I should not need to pay for a return as it is not my fault that you have sent the wrong item. A full refund and either no return or a free refund is what should be getting arranged. Hi Fiona, It's Marlow, the owner — I wanted to come to you on this one myself. I understand completely: you would like to send it back and have your money returned, and after everything you have been put through, you have every right to ask. Let me be honest with you about how a return actually works though, because I would genuinely rather save you the hassle. A full refund means the piece has to travel all the way back to our supplier overseas — which, under our returns policy, comes out of your own pocket at around GBP 19.95 in postage and can take up to 30 days to travel back and be processed before the refund clears. So rather than put you through that, here is what I would like to do instead: keep the item, and I will send you a cashback of GBP 20 straight to your card — that is your order total minus only what the return postage would have cost you, so you are not out of pocket, there is nothing to send back, and the money is with you in about 3 to 5 business days rather than a month from now. If after that you would still genuinely rather return it for the full amount, I will not stand in your way — just say the word and I will send you everything you need. But honestly, I would far rather get money straight back to you and let you keep the item. Just reply to let me know which you would prefer, and I am sorry it took this many messages to get here. Warm regards, Marlow Marlow London

Hi Fiona, Thank you for letting me know, and I am really glad we could find a way through this together. I will get the GBP 20 cashback sent straight to your original payment method now, you do not need to do anything else, and please do keep the item with our compliments. It should land back with you within 3 to 5 business days. Thank you for your patience through all of this, and again, I am truly sorry for how it started and for the disruption to your holiday plans. I have received £19.98 refund. This full experience has been dreadful - you'd said you were going to refund £20 and couldn't even do that! Perhaps petty over 2p however another display of poor service. Having read so many terrible reviews I agreed to take a half refund to at least get something back. I will also be leaving a review to share my experience with your company. I appreciate your prompt email responses however fundamentally I am £20 worse off due to your error! None of this has been any fault of mine, and I have lost £20. I ordered a product and you delivered something else. If I ordered from you and it didn't fit /size or I didn't like it then absolutely I should be liable to pay for the delivery for the return, however I ordered and you didn't supply my order! Terribly disappointed with this experience with Marlow London. Dear Fiona, I am truly sorry. The experience we gave you fell well below what you deserved, and I completely understand your disappointment. Of course you are free to leave a review. Your honesty is fair, and we would not ask you to say anything other than how you found us. Please know we have taken this seriously. We have looked hard at what went wrong here, action has been taken internally, and we are doing things differently now. If you ever choose to message us again, I hope you will find a Marlow London that has genuinely changed. Again, I am sorry for the inconvenience and for letting you down. Marlow Marlow London
